Sara

Sara, can you bring me up to speed with the production situation? We've had a few problems, haven't we? Yes, we had technical problems on the assembly line and, on top of that, prices of the plastic components have rocketed, and because of that we're about to increase the prices of our goods which won't please our customers. Surely everyone's affected, not just us? Yes, but we should have made agreements with our suppliers to sell only to us, like many of our competitors do. We missed out there. Why was that? I suggested it at the monthly team meeting, but they thought there was no rush. I tried bringing it up at the focus meeting, but we didn't get round to it. Well, it's time we did. What else? We had to recall all products made last month because of defective casings. This was because we simply didn't have enough skilled operators, although the earlier problems with missing machine parts had already been resolved. So we're back on track now. I'm glad to hear it. Thanks.

Legal department, Simon Smith's office. Hello, is Simon available? He's in a meeting. Can I take a message? Please. It's Emma Paynton, Production Supervisor. Simon usually does the contracts for our Service Engineers. We've decided to take on some training staff, and I'd like to check details before I finalise their contracts. Aha. Last time Simon okayed some contracts, he recommended including a trial period of three months. The employee hadn't been qualified for long. I'd like to do the same this time. My question is, is three months the maximum time allowed? Right, got that. My other question's about fees. I'm going to pay by the hour, and also give annual bonuses. I know they won't get sick pay, but could Simon advise on whether we're obliged to offer holiday pay, and whether that can be calculated into the hourly rate. Fine. One other matter. If I fax him another contract, could he look through it? We're changing to another distributor, who's sent us the draft document, and the warehouse manager wants someone to go over it for him. OK, I've got all.

Finance Department

13 I thought management showed a complete misunderstanding of the issue. We don't need a whole new set of managers that would just increase the salary bill and double the administration. What's needed is new blood coming into the company people who can start off at ground level, working their way up in the company and learning as they go along, as it were. Otherwise we'll really be in danger of cutting ourselves off from our roots. 14 I think the accountants have got mistaken priorities. We are increasingly involved in the type of work where we need the fullest protection. I'm not saying that we should be asking to be compensated for every little thing. It's just that we should know that we're properly covered if something happens. In this day and age, it's not too much to ask. It wouldn't cost that much more and it would be worth it in the long run. 15 It seems curious that the set of products we researched and developed earlier this year isn't included. Management made a big fuss about the launch, a big party, with a lot of press interest, and then it turns out the designer didn't think our photographs were good enough to include, so the whole section stayed exactly the same as it has done for years. It's not going to create the impression we want, frankly. 16 I think it's very worrying that we have spent such an amount on research, and we come up with a world-class product, and then things start going wrong. We've had quite a few customer complaints already about things like the quality of the maintenance we offer. And management is doing nothing about it. They point to all the other improvements and neglect what I regard as the most important part of our work. 17 I was speaking to someone down in the Finance Department last week and they were talking about holiday allowance and flexible working, and I couldn't believe how different their allocations were. For the last five years, management have been saying how they were working for equality between departments, but I think a great deal more needs to be done. I think it's really bad for inter-departmental relations.

Next, I want something from Investment News, published on the 21st of January. It's an article called 'Stock Market Trends'. The third publication is Money Markets, and I want a piece called 'Interest-rate Forecasts', from the issue dated the fifth of February. Money Markets also ran a piece called 'Economic Development'. Mmm. The measurements and materials for the boxes are all right, but there's some sort of problem with the box assembly mechanism. The boxes are weak, and goods get damaged. And most of the contents of the actual bid are fine, but you do refer to the annual report which won't be out until May. Right. I'll get rid of that, yes. And I was thinking there's enough with the section on the existing contracts we have, so I could take out the stuff on the new contracts, the ones we're about to start. In fact, he specifically said that he thought mentioning them was a very good selling point. OK. And he'd like you to have something in your concluding remarks about the growth in overseas sales, not just the stuff on domestic markets. Yes, I was wondering about that. And that's all really. Easy to adjust I think. OK, well thank the CEO for looking at it. It's very helpful.

15 Business consultancy is one of the most competitive areas in the service sector. Huge fees are charged to the customers, but the customers have huge expectations in return. This has led to a growing feeling of disillusionment 'What do these people do that we couldn't do for ourselves?' Well, here we have a uniquely creative consultancy company that produces revolutionary ideas for projecting a corporate image to the outside world. Their methods are starting, but they certainly get results. 16 Some of us can remember the days when a visit to the supermarket was no fun. If you needed information, there was never an assistant in sight. And when you did find one, they knew less than you. Well, that time is long past, and the seminar I watched recently at our award-winning supermarket was a revelation. It endeavoured to keep sales assistants up-to-date with information about food technology, how to access product information on the store intranet, and so on. And that's what gave this supermarket its edge. 17 Has this happened to you? You're paid small fortune to have a kitchen installed. The fitters have gone, you switch on the dishwasher, and the next thing you know, the kitchen's flooded. Our award-winning company has a 24-hour phone service, seven days a week, with a reply guaranteed by real people within three minutes. And if it's an emergency with one of their appliances, an engineer is out to you on the same day. Service like this is rare these days.

Ricky Bland

Burger House

My guest today is Ricky Bland, whose critical report on how service companies approach training has just been published. Hello, Ricky. Hello. Yes I looked at the provision of training by employers in this country, and found that most have a winner-takes-all approach to training. Despite low levels of basic skills, companies spend most of their training budgets on their most qualified employees, particularly managers. This simply doesn't result in the quality we need. But does this really matter? Yes, because even through there have been enormous efforts to make training available to everyone, the under-development of the workforce in this country is a major factor in our poor productivity. It's also true that the time people spend being trained is below the average of the world's industrialized economies. Training is particularly bad in the fast-food industry, isn't it? Well, the industry certainly has the image of offering low-paid, low-prestige jobs with no future prospects. And there are jobs that don't demand a great deal of skill, for instance using the latest technology for cooking. But in fact, that image isn't entirely accurate. Not only are pay and conditions improving, but some fast-food chains are better than many other service sector employers at combining commercial success with the development of its workforce. Can you give us an example? Well, the Burger House chain gives its staff the chance to take courses in all sorts of things, not just those needed for cooking or serving. When the annual training programme is circulated, staff plan with their managers which courses to attend. They encourage people to spend as much time being trained as they think they can benefit from. In the long term, the company gains financially, because it creates a source of potential managers. But still, working in a fast-food establishment is much worse than in an expensive restaurant, isn't it? In both cases, the work can resemble a production line, with the pressure limiting the chances of job satisfaction. But expensive restaurants depend on the reputation of one or two individuals. The rest have little chance to move from low to high-skilled work. In some fast-food chains, almost half the managers have worked their way up from the kitchens. And while the type of service varies, I've seen good and bad quality in expensive restaurants and fast-food places, and that depends on training. Where will the pressure for improved training come from? In fact, it's internal. Although customers are affected by the end result of training, they also tend to be sensitive to prices. So, in fact, it's mostly people who have already worked their way up to managerial levels who want to help others in the same way. Another advantage of course, is that training attracts job applicants, which makes recruitment easier. What recommendations did you make in your report? My main one is that the government should support training by letting companies claim tax relief. Many companies already get this for certain types of training, but the proposal would particularly help unskilled workers aiming at intermediate qualifications. The government should also work with the sector skills council to improve training and working conditions in those industries where it's necessary. Do you think the government will act on your proposals? Well, I want to reintroduce the idea of people getting grants, so that they can choose training for themselves, but there were problems with this a few years ago, so the political will probably isn't there to try it again. I'm confident we'll see a review of all the vocational qualifications, though, which would remove some of the inconsistencies that are there now. And to be honest, my idea for all workers to spend a minimum time on training is unlikely to be introduced just yet. Ricky Bland, thank you. Thank you.

13 No matter what kind of business situation I'm in, it's always important to know exactly who the individual is I'm communicating with. The worst mistake you can make is to fail to find out what drives them, money, status or whatever. Once you've worked that out, you'll be able to ensure you communicate what's in it for them personally. This should essentially govern the way you respond to people, enabling you to stay in control of the situation and achieve the desired outcome. 14 I've learnt some valuable management lessons over the years, not least in how to avoid the failure of a project. No matter what your position is, you always have to be prepared for opposition. And it's important to anticipate this by getting as many colleagues as possible on your side, so that if, in discussions, someone objects to your plans, you, and a number of others, are able to give an immediate response in order to silence your opponent. 15 When I first started running my own business I made some dreadful mistakes in the way I handled staff. The worst thing you can do is stick to one strategy and apply it to every situation. Sometimes you just need to show 'em who's boss. Other times some gentle persuasion is more effective, in my opinion, anyway. I'm sure I was often criticised for my management style, not that I let it bother me, though. 16 I've found if you want to stay in charge of a situation, the worst mistake you can make is not keeping people up to speed with what you're doing at every single stage of the process. Of course, that doesn't mean you need to be seeking universal agreement or approval for your actions and opinions. Some people will always be critical. But at least adopting this approach will encourage an atmosphere in which everyone feels included. 17 There are always going to be things in a company people don't like, and if you've created an atmosphere in which they're encouraged to contribute ideas freely, you have to learn to deal with complaints. Revealing that you are, for example, upset by their comments is a crucial error. You will have shown a weakness in your character that others may try to exploit, and may lead to a general lack of support for you.

You will hear five short recordings.

For each recording, decide what the speaker’s strategy is for success in management.

A. Be the first to state an opinion

B. Don't respond to others immediately

C. Let people know your plans

D. Prepare for the worst

E. Understand each person's motivation

F. Be flexible in your approach

G. Don't appear to the things personally

H. Win widespread support for your ideas

No matter what kind of business situation I'm in, it's always important to know exactly who the individual is I'm communicating with. The worst mistake you can make is to fail to find out what drives them - money, status or whatever. Once you've worked that out, you'll be able to ensure you communicate what's in it for them personally. This should essentially govern the way you respond to people, enabling you to stay in control of the situation and achieve the desired outcome.

D Prepare for the worst(worst)X

G Don't appear to the things personally(personally)X

B Don't respond to others immediately(respond)X

每段录音对应一个strategy ,也就是管理策略(题目说明:speaker’s strategy is for success in management.)。

….The worst mistake you can make is to fail to find out what drives them - money, status or whatever. Once you've worked that out, you'll be able to ensure you communicate what's in it for them personally….

同义转换:drive sb = motivate sb = motivation = what‘s in it for sb 激励、原动力、动机

We need to get organised. Exactly. We need a decision today. Where should the discount shop be, then? Well, not too close to our existing branches, that's for sure. I think it'd better be in the out-of-town retail centre. I know that's easier for customers, but the business park, which is the other out-of-town site, would be better for deliveries, which is important. But the trend is towards more and more people using the retail centre, isn't it? Well, the survey we did shows people will visit the business park if we open there. Really? I wasn't expecting that. Is it because we produce specialist goods? Does that make a difference? Yes. Are there any local grants available? Hm, not as such, but there are tax benefits if we take on premises in the business park. Right. That's settled, then. How about...

Our last campaign was the most successful ever. Always worried about the cost, we were on a tight budget, but the results were fantastic. Research had shown our rivals' products were more attractive, but while the ad was running, one of them had some bad publicity about their products, and we picked up a lot of their trade. Sometimes, it's not how much you invest or who you use,but just being in the right place at the right time. Last year's TV campaign took the market by storm. In the past, we'd depended heavily on sending out samples to customers - it was a cheap and, we thought, effective way of targeting our core customer base. But last year, we had the good fortune to recruit a dynamic young Marketing Manager who brought with him a group of people who are changing the way we do things. We're looking to produce another even more successful series of TV commercials next year. Spend money to earn money! That's been the philosophy of our organisation for years. The directors liked expensive-looking TV commercials, which appealed to our core customers in the old age bracket. However, our last campaign proved that you don't always have to go over budget to win new customers. We thought of a new approach, which our agency developed, and it turned out to be cheaper and, to our delight, brought us to the attention of a new, younger market. Successful TV campaigns can be costly, and good market research is absolutely vital. We've always researched thoroughly before a campaign, but there's something else which was the key to last month's success. Although some people attribute it to our main rival's bankruptcy, it was the fact that we found a management group who we brought in to recommend ways of improving our marketing that really helped. A suggestion to use a TV campaign to advertise in-store promotions and mail-order facilities paid off handsomely. Consultants recommended hiring a whole new marketing team for the company, but I rejected this. We've got a good experienced team in the company. It would've been an unnecessary expense. We decided we should put more effort into the groundwork for the campaign. Our team carried out a more detailed customer survey, and on the basis of that, our production company was able to create a commercial that was more accurately targeted.

Not the usual 'Better Sales Techniques', etc. That sounds very forward-looking. I assume it's about new developments in technology? We thought there were too many seminars on that. We're focusing on human resources instead. New ways of approaching it, I suppose. Interesting! So, who have you got to lead it? Well, this is a little different, too - Daniel Christie. Is he the man from Cambridge Business School who's just written that book on incentive schemes? I believe teamwork is actually his field. So, for example, the way people interact... I'm afraid we really need to finish the project as soon as possible. If we don't keep to the schedule, the delay could lose us our external funding. Losing that could lead to various problems, including salaries not being paid on time. Don't forget as well that the budget depends on us finishing by the end of the summer. No, we need to keep to our original plans and keep that money coming in. As you can see, the figures speak for themselves - our model EXG surpassed all forecasts in its first year. Because of our competitive pricing policy, it has been selling extremely well. However, we want to extend this trend and build on it. We now need to come up with a campaign to make sure we increase the number of models we sell abroad, not just on the domestic market. Japan is our main target. Right, let's see where we've gotten to. We've agreed to recognise when staff have worked hard and achieved their goals. Sales need to have done reasonably well in their area - ideally better than the forecasts while keeping within budget. And, if we feel a person is worth substantial investment, we can go with a five-per-cent pay rise, as well as offering a bonus in exceptional circumstances. The figures show quite clearly that we didn't reach the target we set last year. If anything, I think we ought to cut back on spending, at least for the next few months. If sales pick up in the new year and we manage to add new clients to our base, maybe we can think about buying more estate and equipment then. If I may say so, we have to be realistic. What were last year's figures? Hm. Not too good, I see - sales in the US were down, but it looks as though they were more or less constant in Asia. However, the worldwide market's pretty buoyant at the moment, forecasts do seem more optimistic, and our investment looks sound, so yeah, let's go along with that - we'll allocate $400,000 for the first quarter. That's an eight-per-cent increase on last year - we should be able to keep within that.

Ah, Gareth, do sit down. Thank you. Now, presumably you've considered this case study about Trident Appliances? Yes. Good. Well, let's start with the present situation. Trident manufactures photocopiers, which they sell in bulk to retailers and large organisations. Now, why do you think they're having trouble selling them? It's strange, because there's a big demand for photocopiers, and Trident's are competitively priced. But the specifications just don't compare with what's expected these days. It's a shame, because they've got plenty of technical expertise in their engineering support team. OK. Now, the company is owned by a large multinational. How do they see Trident? Well, the group is largely in the mining sector, and Trident doesn't fit in with that, so you'd expect the parent company to want to sell it. Or alternatively to be active, say by helping it to expand its markets. But really it seems quite content to take a hands-off approach, as long as Trident is generating some income. Hmm... There's clearly poor morale among the employees. Why do you think that is? Well, weak line managers are often a reason, but I can't find any evidence for that here. And even the recent changes, like the cut in bonuses, have been accepted fairly calmly. I think it reflects people's uncertainty about their long-term prospects with the company. What would you say about the sales staff? There's a lot about them in the case study. They're doing the best they can in the circumstances. There's a system for helping them to develop their selling skills, and that's working. The way customers are allocated to each salesperson could be improved maybe, to reduce unnecessary travel. But they're getting contradictory signals about what they're supposed to be doing: just responding to enquiries, or going out looking for new business. Uh-huh. And what about the service engineers: what's the main weakness in that department? They seem to miss a lot of opportunities. When they visit a customer to install or repair a photocopier, it's their chance to look at all the equipment there and suggest how Trident could supply the company's needs better. Then there's their problem with spares, the Parts Services Department keeps stocks low, for financial reasons, but that means the engineers often can't get the parts they need for call-outs, and the customer has to wait. Now, what about communications within the company? I'm sure you'll agree they're not as good as they could be. Why do you think that is? Well, I was a bit surprised, because, in fact, middle managers hold regular meetings with their departments. But that's because they're given information by the top management about policy issues and plans, for instance, which they have to pass on. But I have to say that some of them don't seem to think their staff can have anything to say that's worth hearing. And, of course, this creates ill feeling. OK. Now, if you think about the Chief Executive's problems for a moment, what do you think he needs to tackle first? There are so many problems! Something needs to be done about the workforce, because some departments employ staff without the necessary training. In the long term, of course, they need to develop the photocopiers themselves. But the priority must be to reverse the fall in revenue, even if it means cutting prices, in order to increase the sales volume. Unless they do that, they'll go out of business very soon. And what about their advertising? Well, they're using modern media, like the Internet, and targeting their advertising more than they used to, for instance by moving from magazine ads to direct mailshots to companies. But these have an old-fashioned feel to them; the layout and graphics don't seem to have changed for 20 years. Right. Now, let's go on

As you know, the main supplier of our components announced suddenly last month that they were closing down shortly, leaving us in a very difficult situation. I shortlisted four potential replacement suppliers, and have visited them all. I'll report on each, though I've only found one company that meets our needs entirely. Initially, I was optimistic about the first company I saw. I was given an enthusiastic welcome and generous hospitality by the MD, but when he took me on a tour of the factory, I began to have a few doubts about his commercial expertise. The factory is enormous, a converted aircraft shed, I think, almost too big to be practical. There is certainly enough machinery to produce the quantities we need, and that, of course, is vital. However, I had one main concern. The company has recently invested heavily in state-of- the-art production equipment and in a comprehensive training programme for machine operators. But I was surprised to see that half the factory wasn't in use because several important customers had cancelled orders. I was reassured that orders are dispatched quickly, and delivery times are impressive, and distribution isn't a problem, but I'd need to inspect their products more closely to see if the quality's what we require. The second company looked promising too, because they are based in the region that produces the natural resources to make our components. Everything needed for their activities is available on their doorstep. They have a good working relationship with the local mine owners, who are known to have good safety records. During my visit, the company went into great detail about the quality inspections carried out on the material before it leaves the mines. This company seemed to have no problems with transport, until I looked more closely. The factory is in a very mountainous region, about 600 kilometres from the capital city. Passenger flights are fairly frequent, taking under two hours, but the journey by road can take days. The roads are really inadequate. The whole infrastructure needs massive investment. There is a seaport just over the border with the neighbouring country, which would certainly cut down on distance, but, as far as I can see, it might also bring other problems. Now we simply can't risk depending on such fragile communications. The third company I looked at, on the other hand, is on the coast, with good access to the main seaport. Transport and shipping of goods are well organised and, in fact, they own a haulage company as one of their subsidiaries. The production unit is new, built and equipped with the help of investment from the Ministry of Industry. What's more, company workers are involved in decision-making, and industrial relations are excellent. Perfect so far. Unfortunately, though, their finished products are not of the quality we demand. The specifications are right for our components, so no modifications in design would be necessary. But when I did a quick inspection, I found a higher percentage of faults than we'd be prepared to tolerate. If we chose them, we'd certainly have to negotiate longer warranties than those they're offering at present. The final company I visited seems to have everything, though. It's ten years old, well established, located between the capital and a major seaport. The company has grown rapidly and has just modernised its factory, thanks to a loan from the World Bank, which has enabled it to install the most up-to-date equipment available on the market. The production unit is now fully automated, and efficiency is the company's great strength. This company has a well-deserved reputation for the quality of its finished goods. Given their high standard, it's not surprising that the costs are considerable, and they're asking higher prices than the other companies I visited. But I'm confident we'll be able to negotiate on this. The key point in their favour, in my opinion, is their ability to meet deadlines for the duration of a long-term contract. It's easy to meet one deadline, of course, the difficult thing is to do it all the time. To sum up, th

Sold originally only on the Asian market it was then launched in Europe, which rapidly overtook Asia in sales volume, giving us a sure sign that the USA, an even bigger market, should be our next target. Fine. I don't think we'll be making any decisions about new markets, though. OK, back to the UK market then. I think it's important not to neglect our loyal customers here. What would be really helpful would be a new advertising campaign, but I'm aware there's not enough in the budget for that. So I'm suggesting that the way forward is to offer greater discounts. This should form the basis for our marketing plan. That's it. And, also, any rumours of my department wanting to phase out MusicMate are false. We're very optimistic about its future. 18 I think where we went wrong was in assuming that price is always the most important concern, and simply keeping our margins low. Clearly, by doing this we haven't managed to regain market share. Our marketing consultant has suggested that we change our strategy and give increased attention to other things which are very important to people, such as reliability of quality and of delivery, even if it involves charging more. 19 We'll be implementing various measures as quickly as possible. In the short term, we're going to reduce the number of quality control staff on the factory floor. We think we can do this without causing too many problems. We're also looking at the supplier of our metal casings. We think we can negotiate a better deal for these elsewhere. And we also need to give serious thought to the question of overheads. 20 I've looked at the figures for the last five years and they're rather worrying. I feel we must do something to retain people longer. As things are, the cost to the company isn't easy to quantify. We don't have any reliable method of calculating it. But it must be considerable. After all, it takes quite a few weeks, or months, depending on the type of work, for anyone new to achieve maximum productivity, because there's so much information to acquire. 21 Our assets are very healthy. The capital value of the hotel building has almost doubled since we acquired it. But although we've renovated about 1/3 of the rooms, we can't complete the programme without funds, and we can't generate any substantial income until we start trading. So we've decided to open for business immediately, and offer discounts to compensate for the inconvenience of the ongoing building work. We're sure there'll be a market. 22 Research suggests that saturation point was reached in this country some time ago, despite falling prices. So we shouldn't expect consumption here to increase much more in the future. However, income levels in our traditional overseas markets are steadily rising, so a product like ours, which is regarded as a luxury there right now, will soon be regarded as a necessity. So, in general terms, the figures will be much as they were.

I'm Jane Bowen with our regular Friday look at the week just finished on the London stock market. The general picture is pretty mixed. Shares in the major banks are trading down, while mining companies have surprised analysts with a small rise. Overall, it's been a week of considerable movement, with the highest level reached at the close two days ago and a sharp fall yesterday. A strong recovery saw most of those losses being made up today, but the closing figure still fell short of Wednesday's. Now here's Charles Wrighton with some company news. Thanks Jane. And first, clothing retailer, Brownlow. Having finally found a buyer for their loss, making sports footwear subsidiary, Hi-form, they've rejected a take-over bid from a leading French retail chain which has been looking to buy into the British market for some time. This activity has moved Brownlow's shares up by 20% to 96 pence. There's a lot of interest in the Lek energy group, which recently bought Westwales Electricity. To the relief of Westwales managers, Lek haven't brought in their own people to run the company. Despite predicted job cuts of something like a third of the engineering staff, no announcement has been made, and indeed, Lek's comprehensive training scheme has been opened to all grades of staff in Westwales. Back to you, Jane. We've had a number of emails from investors asking what to do with their shares in gas and electricity companies after their consistently poor performance recently. Many of you might be thinking of getting rid of yours as quickly as possible. But financial experts are fairly optimistic about the outlook for the power sector, and investors may do better to see what happens over the next few months. With so many other investors deciding to cut their losses and sell now, interest in this sector may increase, and that, of course, would push share prices up. Pharmaceutical companies have done well today. Recently we've seen several periods of rapid expansion in this sector, only for it to be overtaken a short time later by the strong financial institutions. But I actually think the recent performances of pharmaceuticals companies has hidden a steep drop in the share prices of many other companies. All other sectors have lost considerable amounts, but this simply has not been reflected in the overall value of the market, because pharmaceuticals companies are keeping the value high. Looking next at the sectors whose troubles have been in the news recently: supermarkets, having suffered a downturn in business for over a year, at last have some reason for optimism. The leisure industry, which has suffered even more than supermarkets, is also showing signs of a turnaround. The same cannot be said of the building sector, though, which expects little relief for at least another six months. Charles. One company in the news is Freewaves, which owns a chain in internet cafés. Like other new companies, Freewaves has tended to pay low dividends to investors, preferring to reinvest profits in research and development. Although Freewaves was able to turn in a healthy profit in the first quarter, taking everyone by surprise, the company has now declared operating losses close to a million pounds. This, of course, will make shareholders think about whether to keep their shares. And news from Simpson's, the big retail group. For years Simpson's have been acquiring other chains, giving them a strong market position, and they now sell everything from make-up to computers. But today Simpson's announced that they are to consolidate their three home improvement chains into one, under the Fresca name. Now for the figures.

Test 1 - Part 2 Section 2

Some people tell you that what a dissatisfied customer really wants is to have the opportunity to spend his money again. You may have to resort to this, a refund or perhaps some form of credit. However, this may lose a customer and will certainly lose that particular deal. Try a bit of persuasion. Remind your customer why he chose your product in the first place, give him a new one and save him the trouble of making further decisions. 19 It's often the case that a complaint about faulty equipment really means the customer is doing something wrong. Of course, considerable tact is called for when this happens. Don't make them feel foolish. What they need is some guidance, and this should be provided without further cost. Make sure any damage done has been put right, and then set up the familiarisation session. Problem solved, customer happy, equipment saved from any more misuse. 20 When a customer complains, it's important to be sympathetic, but business-like as well. Do apologise, of course, and then, taking a personal interest in the way the equipment will be used, suggest a newer, more recent model rather than simply replacing the original one. This is often a good solution, because it not only deals with the complaint, but also the client feels they've got away with a bit extra to make up for the inconvenience. 21 I don't think all complaints can be dealt with in the same way. Basically, you've got to solve the immediate problem to try to keep the customer's confidence. Sometimes guaranteeing your product for a longer period can be a good way to do this. Fix what's wrong as quickly as possible and show you're prepared to do so a second time if necessary. Point out that the customer won't have any worries, at least not until they need an upgrade. 22 It's a good idea to let the customer know why there's been a problem. It shows you are prepared to be honest, and you might win a bit of sympathy. They realise that things don't always go right for the supplier either. But the most satisfactory thing to do is to offer a refund. Then, of course, they are more likely to deal with you again when they need a replacement.

Hi, George. This is Kristoff calling from Australia. It's about the contract negotiation for constructing the factory in Melbourne. Our client doesn't want to agree the date for the completion of the second stage, even though it was accepted when we put in our tender. We specified that we couldn't complete in less than six months. Now they're saying they want it brought forward a month. This is a problem, because they want to put in a penalty clause which states that for every week we are late, we have to pay three per cent of the total cost. I can't agree to this at all. We're already using our best technical employees, and the only way we can complete in five months is if we use more unskilled staff right from the beginning, which'll mean a substantial investment which we hadn't budgeted for. There's one incentive, however; instead of the usual bonus, we'll be awarded the contract for their next project if we can meet their new deadline.
